Friction Points in the Buying Journey Erode Customer Trust

Epignosis Insights Research today released "How Friction Points in the Buying Journey Erode Customer Trust," a study of 1,840 online and omnichannel shoppers examining how specific points of difficulty across the purchase journey compound to shape whether a consumer completes a purchase, returns for a repeat transaction, or abandons a brand altogether. The study finds that 52% of consumers report experiencing friction at the cart and checkout stage alone, making it the single most damaging point in the entire purchase journey, with checkout complexity, hidden fees, and forced account creation together accounting for 61% of all friction complaints.

"Friction does not merely inconvenience consumers," the report states, "it actively degrades the psychological contract of trust between a brand and its customer."

Friction Concentrates Where Money Changes Hands

The research finds friction is not evenly distributed across the customer journey: cart and checkout (52%), payment (47%), and post-purchase support (39%) show the highest incidence, while the earlier discovery and awareness stage registers just 18%. Friction becomes more consequential, and more memorable, the closer a consumer is to committing money and personal information, the report notes. When asked to identify the single most frustrating aspect of a recent purchase, consumers converged around complex or unnecessarily long checkout flows (24% of complaints), hidden fees revealed only at the final payment step (21%), and forced account creation (16%), with slow load times, limited payment options, unclear return policies, and unresponsive support rounding out the list.

More Than Half of Initiated Purchases Are Abandoned

Behavioral data collected alongside the survey confirms these friction points translate directly into measurable drop-off. Of consumers who add an item to their cart, only 68% proceed to checkout, 51% go on to enter payment details, and just 41% complete the purchase, meaning more than half of initiated purchases are abandoned somewhere between cart and confirmation. Consumers who report encountering a specific friction point at a given stage are more than twice as likely to abandon at that same stage compared with consumers who report no friction, reframing friction reduction as a direct revenue lever rather than a purely experiential concern.

Trust Does Not Recover on Its Own

The study's most consequential finding concerns what happens to trust after a friction event. Baseline trust scores averaged 7.9 out of 10 prior to any incident. Trust dropped to 6.8 among consumers whose issue was resolved quickly, but fell further, to 5.1, among consumers whose friction went unresolved. From that point, the two groups diverge sharply: consumers who received a fast, transparent resolution saw trust climb back to 7.8, effectively fully recovered, within one month, while consumers whose friction was left unaddressed saw trust continue to decline, falling to 4.2 over the same period. "Friction itself is not the primary determinant of long-term trust damage," the report concludes, "the brand's response to friction is."

Mobile Web Lags Native Apps on Friction

Friction incidence also varies meaningfully by channel: mobile web registers the highest friction incidence at 44%, followed by third-party marketplace purchases at 38%, desktop web at 31%, native mobile apps at 29%, and in-store digital kiosks at just 19%. Because mobile web and native apps are accessed on the same device class, the report attributes the gap less to screen constraints than to weaker design investment many brands make in mobile web relative to their dedicated app. Marketplace purchases present a distinct challenge, the study notes, since friction experienced on a third-party platform is often attributed by consumers to the brand being sold rather than to the marketplace operator.

"The data makes a very direct case: checkout simplification and response speed are the two highest-leverage, lowest-cost interventions available to any brand trying to protect trust and conversion at the same time," said Abhijith Nair, Senior Research Manager at Epignosis Insights and lead author of the report.

The report recommends that brands prioritize checkout simplification, surface full pricing including shipping and taxes as early as possible in the journey, build a fast-response protocol for friction and complaint resolution, invest disproportionately in mobile web experience parity with native apps, and extend friction monitoring to third-party marketplace listings, since consumers attribute marketplace-level friction directly to the brand rather than the platform operator.
